Live Chat Shift Handover: A Template That Prevents Dropped Chats

Live chat shift handover template with open chats, promises and internal notes passed between agents

Live chat shift handover is the few minutes at the end of one agent’s day when open conversations pass to the next person. Done well, nobody notices it. Done badly, a customer who was promised “I will check and come back” waits until the next morning, or has to explain the whole problem again to a stranger. Most dropped chats are not caused by laziness. They are caused by a missing sentence in a handover.

This guide gives support teams a practical live chat shift handover routine: what to hand over, a template you can copy, how to use the Talkmio Inbox so nothing falls between shifts, and how to handle nights, weekends and the time when the AI assistant, Mio, is the only one online. It complements our article on offline hours and shift planning, which covers the rota. This one covers the moment of passing the baton.

Why Handovers Fail

A handover goes wrong in predictable ways. Recognising them is half the fix.

  • Promises disappear. “I will check with the warehouse” is said at 17:40 and forgotten at 18:00.
  • Context stays in someone’s head. The outgoing agent knows the customer is anxious about a gift deadline. The incoming agent sees only a list of chats.
  • Ownership is unclear. Two agents think the other one will reply, or both reply.
  • The urgent items are not marked. A payment problem sits between ten routine questions.
  • The handover is verbal and rushed. It depends on memory and on who happens to be present.

The customer feels all of these as “they do not care”. Our guide on live chat agent training suggests teaching handovers in the first week, because the habit is easier to build than to repair.

What Every Live Chat Shift Handover Must Contain

Keep the content short and the same every time. Six items cover almost everything:

  1. Open conversations that need action. Who, what they asked, what was promised and by when.
  2. Waiting on the customer. Conversations where you asked a question and are waiting for the answer.
  3. Waiting on someone else. A colleague, a supplier, a courier or another department, with the name and the expected time.
  4. Urgent or sensitive cases. Complaints, payment errors, safety, press, a long-term customer who is upset.
  5. Known issues of the day. An outage, a delayed shipment batch, a pricing mistake that customers keep asking about.
  6. Changes to rules. A temporary policy, a new discount, a changed delivery cut-off.

The aim is not a long report. It is the minimum that lets a new person continue as if they had been there all day.

A Handover Template You Can Copy

Use one format, in one place. A shared note, a pinned message in your team chat or a form all work. Here is a compact template:

Field Example
Date, shift and names 16 Oct, early to late, Anna to Mark
Urgent now Chat #482: double charge, customer upset, refund approved by Lena, needs confirmation e-mail
Promised follow-ups Chat #490: I will confirm the delivery date by 18:30
Waiting on customer Chat #493: sent size chart, waiting for reply
Waiting on others Chat #488: courier asked to check parcel, reply expected tomorrow morning
Known issues Gift wrapping page is down until tomorrow
Rule changes Free shipping threshold changed to 60 until Sunday
Anything else Customer in #475 prefers e-mail

The numbers refer to ticket or conversation numbers in your tool. In Talkmio, every conversation can become a numbered ticket, and you can search by name, e-mail, text or #ticket number, so a line such as “#482” takes the next agent straight to it.

Using the Talkmio Inbox for Live Chat Shift Handover

The tool should carry as much of the handover as possible, so that the written note only adds what the software cannot show. These Talkmio features help.

Filters show the state at a glance

The Inbox has filters for All, Mine, Unassigned, Unanswered, Mio replied and Closed. At the end of a shift, the outgoing agent checks Mine and Unanswered. At the start, the incoming agent starts with Unassigned and Unanswered, then reads Mine for anything handed over. Our article on routing chats to the right agent explains the assignment rules behind this.

Assignment makes ownership explicit

In the conversation header you can assign a team member, set priority from Low to Urgent and change status between Open, Pending, Solved and Closed. Reassign each live conversation to the incoming agent before you leave, and use Pending for ones waiting on the customer. Never leave an active chat assigned to someone who has gone home.

Internal notes carry the context

An internal note is visible only to your team. Write the promise, the reason and the next step there: “Promised confirmation of delivery date by 18:30. Warehouse says parcel left at 14:10. Customer needs it for Saturday.” The incoming agent sees the note in the conversation, not just in a separate document. See how support teams use internal notes for more examples.

Status tells the truth about availability

Each team member sets their status to Online, Away or Offline. Set Offline at the end of the shift, not at the beginning of the evening commute, and make sure the next person sets Online before the old one leaves. If you plan overlap, the two statuses are the signal that the baton has passed.

The SLA badge reveals neglected chats

Conversations that have not received a first reply within your target time get an overdue badge, which you set in Settings → Response time target. A quick scan for badges at the start of the shift catches what the handover missed.

Handover When Mio Is the Only One Online

Many teams cannot staff the night. Mio can answer from your content in the visitor’s language at any hour. It hands the chat to a person when it cannot answer, when the visitor asks for a person, complains or asks about an order. When your whole team is offline, visitors are asked for an e-mail before their first message and your later reply goes out as an e-mail.

That makes the morning handover a special case: you are taking over from software. Treat the first fifteen minutes as triage.

  1. Open the Inbox and read the conversations marked “needs human” first.
  2. Check the Mio replied filter for answers that look wrong or incomplete and correct the knowledge base.
  3. Reply to e-mails left by visitors, oldest first.
  4. Write an internal note on any conversation that needs more than a quick reply.
  5. Add the overnight summary to the handover template: count, themes and anything that went wrong.

You can also give the evening agent an instruction for the night, for example by updating Mio’s business instructions with a temporary rule such as “Do not quote delivery dates tonight, because the warehouse system is being updated.” Remove the rule in the morning.

Handover Rituals That Make It Stick

  • Overlap of ten minutes. If possible, schedule the two agents to be online at the same time. Ten minutes beats a perfect document.
  • Read back. The incoming agent repeats the three most urgent items in their own words.
  • One place. Do not split the handover across e-mail, chat and a spreadsheet.
  • Do not hand over what you can finish. If a chat will be solved in two minutes, solve it before leaving.
  • Own the exceptions. The team lead reviews the handover when something goes wrong, and the review is about the process, not the person.
  • Mobile help. Talkmio has iOS and Android apps with push notifications for new messages, hand-offs and tickets, so an on-call person can see an urgent item that appears after the shift ends.

For the broader context, the idea of a clean transition between workers is a basic principle of shift work, and it applies to support as much as to hospitals and factories.

Handover Examples From Three Kinds of Teams

A two-person e-commerce team

Anna works 08:00 to 16:00 and Mark 12:00 to 20:00, so they overlap by four hours and need little ceremony. At 16:00 Anna reassigns her open chats to Mark, leaves an internal note on each one that has a promise, and writes three lines in the shared handover note: urgent, waiting on courier, known issue. Mark reads the three lines and sets his status to Online.

A small agency with remote agents

The agents work in different time zones and never overlap. The handover note is the only link, so it is more detailed, and the team lead reads it at the start of the next shift. Promises always include a date and a time zone, such as “by 09:00 Vilnius time”, to prevent confusion.

A team with an AI-only night

The evening agent leaves the Inbox clean, with every live conversation assigned or closed, and writes a one-line instruction for tomorrow. During the night, Mio answers questions from the knowledge base and hands over complaints. The morning agent starts with the “needs human” chats and e-mails left by visitors, then adds a short night summary to the template. For a wider look at serving customers across hours and borders, see the basics of customer service.

In every case the principle is the same: the next person should be able to continue without asking the previous one a single question. If that is true, your live chat shift handover works.

Measure Whether Your Live Chat Shift Handover Works

You do not need complex metrics. Watch these signals:

  • The number of overdue badges at the start of each shift.
  • First-reply time in the hour after a shift change compared with other hours, using the reports for first-reply time and busiest hours.
  • Customer ratings on conversations that crossed a handover.
  • Repeat questions such as “Did you get my message?” or “I already told your colleague”.

If the hour after a shift change is slower than the rest, the handover is the problem. Add overlap, tighten the template or move the busiest tasks out of that window. Our guide on writing a live chat escalation policy shows how to define who decides when a handed-over case turns urgent.

Frequently Asked Questions

What should a live chat shift handover include?

Include conversations that need action, those waiting on the customer, those waiting on someone else, urgent or sensitive cases, known issues of the day and any rule changes. Add conversation or ticket numbers and the exact promise made, with a time. Keep it short and use the same format every shift.

How do I stop chats being dropped between shifts?

Reassign every live conversation to the incoming agent before you leave, write the promise and next step in an internal note, use Pending for conversations waiting on customers and scan for overdue badges at the start of the shift. A short overlap between agents helps more than a long document.

How does Talkmio help with shift handover?

The Inbox has filters such as Mine, Unassigned and Unanswered, assignment, priority from Low to Urgent, status values and internal notes visible only to your team. Team members set Online, Away or Offline, and an overdue badge shows chats without a timely first reply.

What happens to chats at night when nobody is online?

Mio can answer from your content and hands the chat to a person when it cannot. When the whole team is offline, visitors are asked for an e-mail before their first message and your reply goes out as an e-mail. Start the morning by reading chats marked as needing a human.

Should handover notes be written or spoken?

Both, ideally. A written note in one shared place is reliable, and a short spoken read-back during an overlap catches misunderstandings. Put promises and deadlines in writing, preferably in an internal note on the conversation itself, so the next agent can find them without asking anyone.

How long should a handover take?

For a small team, five to ten minutes is enough if the template is consistent and the tool shows the state of each chat. If handovers take much longer, there are probably too many open conversations, unclear ownership or too much detail in the note.

The Bottom Line

A good live chat shift handover is short, written, consistent and built into the tool. Reassign open chats, record every promise in an internal note, use Pending for customers who are still thinking, check overdue badges and treat the morning after a Mio-only night as a triage. Measure the hour after each shift change and improve what slows it down. Start a free Talkmio account and try the Inbox filters, assignments and internal notes with your own team.
